Customer Escalations

🚨 Customer Escalations

Customers who reached out and may not have gotten a response β€” combining ServiceTitan calls (live) with chat and voicemail review (manual). Check this first thing.

Office hours: Tuesday–Friday, 9:00 AM–5:00 PM. Closed Saturday, Sunday, and Monday. Anything outside that window is tagged "after hours" below β€” informational only, not a flag.
Drop-off rule: A customer comes off Call Escalations once any of the following happens: Aloha calls them back, they call in again and it connects to a person, or they get a reply through outbound chat/text (automated bounce-backs and appointment confirmations don't count β€” only real human replies). ⚠ As of Oct 16 this rule is known to be unsafe for phone calls: a dial of two seconds satisfies it. See the call-duration finding at the foot of the Unhappy Customers panel.
Shared phone numbers: An amber "also on file for..." tag means this phone number is registered to more than one ServiceTitan customer account. Informational only.
"Mark done": Click "βœ“ Done" to collapse a card or row; click the customer's name again to reopen it. Saved in this browser only β€” it won't sync to a different computer or for a different person viewing the same link.

πŸ“ž Call Escalations β€” 3+ unanswered attempts

β–Ύ
Live β€” auto-refreshes hourly from ServiceTitan call & chat data
Customers who've called 3+ times in the last 7 days with no real human contact yet β€” by phone or by chat. The department tag is the business unit of the customer's most recent job in the last 12 months (ServiceTitan: APS Construction vs Aloha Pools & Spas - Service); an amber badge flags construction work sitting under a service-led record.

βœ… Follow Up β€” recently resolved, worth a check-in

β–Ύ
Live β€” same data, last 72 hours
Customers who had 3+ missed call attempts recently and have since been contacted. Call outcomes are a structured signal from ServiceTitan (booked, answered, or Aloha called back). Chat outcomes show the actual last message sent, quoted directly β€” no summarizing or guessing. Department tags work the same way as on the panel above. ⚠ A "resolved" phone outcome here does not mean a conversation happened β€” see the call-duration finding below.

Last scanned: Oct 16, 2026 4:45 PM CT β€” end-of-day run
Full-day run. Window: Thu Oct 15, 7:00 PM CT β†’ Fri Oct 16, 4:45 PM CT. That is 100 chat alerts and 7 Dialpad voicemails, and 18 people are flagged. This supersedes today's earlier runs and re-tests every name on them. This is a sentiment filter, not a coverage report: routine scheduling, card-on-file housekeeping, price questions and one-word confirmations were deliberately left off, and what was skipped is listed at the foot of the panel. All seven voicemails were opened and read in full β€” every one carried a Dialpad transcript, so none is sitting unplayed β€” and every chat whose preview was truncated or hinted at a problem was expanded from its full message body before scoring. Every "no reply" and "never called back" claim below was checked against both outbound chat and the raw call table, and every callback was checked for duration, because a two-second dial is not a conversation.
At a glance β€” 18 people flagged out of 100 chat alerts and 7 voicemails
7
πŸ”΄ Group 1 β€” Frustrated: needs a person, not a reply. The Myers household is the worst thing on this page. A crew turned up without the equipment, and today they tried three channels in eight minutes β€” a call they held 6m 09s without reaching anyone, a voicemail, and a chat β€” while the only outbound on their record is a 3-second dial to a mistyped number. Robert Edwards is counting his own attempts out loud: "I called yesterday and a week ago, Tuesday", and there is no outbound call or chat to him today at all. Bobby & Kristin Wreyford waited all day and named it as a pattern: "this happens every time we have schedule with Aloha." Tom Snyder and Matthew Wiseman both told you a closing could not happen because the cover never arrived β€” Snyder 8h 07m ago, Wiseman 8h 52m ago, neither answered.
4
🟠 Group 2 β€” Frustration already absorbed, root cause still open. All four were caught in the moment by staff who did it well; all four still have something unresolved underneath. Tina McClinsh and Fred Pickard are stuck behind the same bottleneck β€” both waiting on pool covers, both told within minutes that Ethan Lawson is out and will be back "Monday." Aloha is closed Sat, Sun and Mon, so "Monday" is really Tuesday. Karen Diemert was settled inside 35 minutes by Kristen Cole, but the cause β€” a reminder text for a Saturday appointment she never booked, on a day the company is shut β€” is untouched and will fire again.
7
πŸ”΅ Group 3 β€” Quiet, but still waiting. Pleasant people nobody has answered. Jason Fitzgerald's billing query is the longest silence of the day at 8h 40m β€” he is asking whether he was double-billed. Jeff Followell is trying to spend about $1,500 and is chasing a quote Chase priced on August 6 β€” 71 days ago. Jeff & Becky Crabtree are checking back on a light that two named staff were going to discuss, and would book a closing today if anyone replied.
Department tags. The first tag on each card is who should handle today's issue, judged from what the customer actually asked about — not from their account history. Tags on the three live panels above are generated automatically from each customer's most recent job; these are hand-judged from the message text, because the complaint subject is the thing that decides routing and no query can read it.
πŸ”΄ GROUP 1 β€” Frustrated: needs a person, not a reply 7
Work these top to bottom. Each one has either said something in their own words showing they are annoyed or let down, or has been left unanswered across every channel they tried. Where staff already replied, the reply is shown as context β€” it does not take them off the list. A reply is not a repaired relationship.

CHAT β€” 3:04 PM CT today
"You were supposed to close my pool but your tech didn't bring the right stuff when are you going to close it"
VOICEMAIL β€” 3:02 PM CT today (0:25, full transcript), from Doug Myers
"Hi, this is Doug Myers. You guys were out to close my pool up the other day. It didn't have all the equipment I'm trying to find out when you're coming back. I need to get it closed up soon as possible. Thank you. 314-707-2417."
Why it matters: a crew was sent to close their pool and arrived without the equipment to do it. Today the household tried three channels in eight minutes β€” called at 2:56 PM and held 6m 09s without reaching a person, left the voicemail above at 3:02 PM, then chatted at 3:04 PM. Read the call record carefully before telling anyone they were called back. There is one outbound on their file today: Bethany Turner at 12:29 PM, 3.24 seconds long, dialled to (314) 707-2327 β€” filed correctly under Jackie Myers, but two digits off her actual number. ServiceTitan will therefore show this household as contacted, and they have not been reached at all. This is the mirror image of the Smith, Brian & Christina mismatch: there a real callback landed on the wrong record; here the right record holds a call that went to the wrong phone. Their pool is still open in mid-October and they have now asked twice when someone is coming back.

VOICEMAIL β€” 3:30 PM CT today (0:24, full transcript)
"Hi, this is Robert Edwards. I called yesterday and a week ago, Tuesday about my pool. I need somebody to figure out what I can do with the top rail and close it's full. So my number is 270-559-4914, thank you."
Why it matters: he is counting his own attempts out loud, which is what a customer does just before they stop calling. He rang at 3:23 PM, waited 6m 40s, reached nobody, and left this at 3:30 PM. The last outbound on his record is Oct 15 at 1:59 PM CT β€” and there is no outbound call and no outbound chat to his number today under any customer record, checked directly against the raw call table rather than the last_outbound field. His job is still marked Unbooked. A broken top rail on a full pool in mid-October is a freeze risk, not a scheduling preference, and he has now spent more than a week trying to tell someone that.

"Do you have an ETA?" β†’ Bethany Turner, 10:17 AM: "We are not sure on time. He will send a message when he is in route."
CHAT β€” 2:26 PM CT today
"Nobody has shown up yet? Not trying to be pessimistic, but this happens every time we have schedule with Aloha. Will someone still be here to close our pool today?" β†’ Bethany Turner, 2:33 PM: "he is eating lunch and you are the next on his list."
Why it matters: Bethany answered both messages quickly and honestly, which is why this is not a response-time failure β€” it is a promise failure. They gave up a day, asked twice, and at 2:26 PM were told the tech was at lunch. "This happens every time" is the whole card: this is a customer narrating a pattern back to you, with the apology pre-loaded ("not trying to be pessimistic") because they expect to be dismissed. Their phone call from Oct 15 also still shows no response after 25 hours. If nobody closed that pool today, they go into the weekend having lost a day to Aloha twice over, and the next conversation is about a refund or a competitor.

"This is Thomas Snyder, I have an appointment today to get my pool closed. I want to let you know that I do not have any of the equipment that is used for closing. I never received a cover or any of the plugs used on the pump."
Why it matters: he gave Aloha eight hours' notice that today's job was impossible and got nothing back β€” no chat reply, and no outbound call to his number under any customer record. Two outcomes, both bad: a crew rolled to a job it could not finish and Aloha paid for the trip, or nobody went and nobody told him. He has been on every run today and the wait has only grown. He did exactly what a good customer does and the only thing he has learned is that telling you makes no difference.

Anyway need status update & rescheduled the closing. Address is 328 Country Way Jackson Missouri 63755. Thank you."
Why it matters: he has already had one closing cancelled because the cover never arrived, and his polite request for a status update and a new date has sat since before the office opened. He supplied his own address unprompted, which is what people do when they assume nobody has their file open. Carried forward from an earlier run: his calls come from (573) 803-8032 and his chats from (573) 803-8028, both on one household record β€” a number-only check will miss half his history, so search by name.

Bethany Turner, 12:36 PM: "Yes sir we had a missed call, and we were seeing if you were taken care of." β†’ customer, 12:40 PM: "All but the hole in pool cover. They said they had to come back to fix"
Why it matters: a cover Aloha installed has a hole in it, a crew promised to come back, and nothing is scheduled. His record will read as contacted β€” but Bethany's 12:25 PM call lasted 2.29 seconds and his own call back twelve seconds later lasted 4.62 seconds and reached nobody, so no conversation has ever happened. She then asked in chat whether he was taken care of; his answer β€” that he is not β€” has had no response for over four hours. This is a workmanship defect on completed work, which is the kind of thing customers tell neighbours about.

CHAT β€” 2:34 PM CT today
"You have always removed my steps why has this changed" β†’ Bethany Turner, 2:49 PM: "That is for above ground pools"
Why it matters: a long-standing customer has discovered that something she has always received is no longer included, and found out by it not happening. The fifteen-minute reply states the policy but does not answer what she actually asked β€” why has this changed β€” and from her side it reads as a rule being quoted at her. She is not shouting, which is exactly why this one is easy to miss. Someone should ring her and either restore it or explain the change properly.

🟠 GROUP 2 β€” Frustration already absorbed, root cause still open 4
Staff caught these in the moment and the customer accepted it. No action is needed toward the customer today β€” but the thing that annoyed them is still there, and will produce the same message again. Two of the four are stuck behind the same internal bottleneck.

"Ethan I was just checking in since I've not heard from you. Where are we at with the cover? Just know that the temps are getting cooler and would like to have this taken care of as soon as we can." β†’ Bethany Turner, 12:39 PM: "Good afternoon, Ethan is not in the office today. We can have him reach out Monday when he is back in the office."
Why it matters: she accepted it gracefully β€” she Liked the reply β€” so there is nothing to repair today. But she is checking in, which means she was promised a call that did not come, she still has no answer on her cover, and she is watching the temperature. "Monday" is really Tuesday, because Aloha is closed Saturday, Sunday and Monday. That is four more days of cooling with no date, on a question she has already had to chase once.

"Have yall heard anything from manufacturer about my cover??" β†’ Bethany Turner, 11:09 AM: "Good morning our supervisor is out of the office today and will be back Monday."
Why it matters: a two-minute reply, which is genuinely good β€” but the content of it is "wait." The double question mark says he has asked before and is past being patient about it. He and Tina McClinsh are the same problem twice: both are waiting on pool covers, both asked today, and both were told to wait for one person who is out until Tuesday. Neither has a date, a tracking number, or a name other than Ethan's.

8:39 AM: "Please have Ethan give me a call asap concerning this appointment."
8:57 AM: "Just to clarify, no one will be coming to my house tomorrow? Because I'm not available tomorrow for any appointment."
β†’ Kristen Cole, 8:50 AM: "Hi! Ethan is out of the office. I was able to ask him about the appointment thou" and 9:04 AM: "That is correct! No one will be coming out for an appointment tomorrow." β†’ customer, 9:06 AM: "Great. Thank you for your help!"
Why it matters: Kristen Cole handled this well β€” she chased an absent colleague, came back with a definite answer inside 35 minutes, and the customer thanked her. Worth saying out loud. The reason it stays on the list is the cause, which nobody has touched: a reminder text went out for a Saturday appointment this customer never booked, on a day the company is closed. Whatever record generated it is still sitting there, and the next customer it fires at may not be as pleasant about asking three times in half an hour.

Why it matters: Kristen apologised unprompted and gave a real date within eighteen minutes, which is why this is Group 2 and not Group 1. But the customer's entire answer was a frowning face. She is booked and she is not happy, and the thing that made her unhappy β€” how far out closings are running, and that she had to ask before a date appeared β€” is unchanged. She needs no call today; the schedule needs looking at.

πŸ”΅ GROUP 3 β€” Quiet, but still waiting 7
Nobody here has complained. They asked a reasonable question, politely, and no one has answered β€” no outbound chat and no outbound call, both checked. These are the cheapest saves on the page: a single reply closes each one. Listed longest wait first. All seven of today's voicemails carried full Dialpad transcripts, so none is sitting unplayed.

CHAT β€” 8:05 AM CT today
"This is Jason Fitzgerald. We don't know if you billed us for the cover alteration when you sent our pool closing bill? Please check your records and let us know."
Why it matters: a question about money is the one thing that should never sit all day. Either he was double-billed and is about to find out himself, or he was not and a two-line answer ends it. Both outcomes are worse the longer nobody checks, and he has been polite about it since before the office opened.

CHAT β€” 9:54 AM CT today
"Checking back on the light. Jay said that he was going to talk to Brad about a way to remove the old light. Also, probably need to schedule closing at some point."
Why it matters: "Checking back" means this is at least the second time. Two named staff were going to discuss his light and neither has come back to him, so the job has no owner. He also offered to book a closing in the same breath β€” that is revenue sitting in an unanswered message.

Why it matters: he is trying to give Aloha about $1,500 and is doing the company's paperwork for it β€” he supplied the address, the date, the rep's name and the parts figure, and all he wants back is a labour price and a total. Chase priced this on August 6; that is 71 days ago. "Do not order the parts yet" means he has not committed, so this is a live deal that can still be lost by silence.

CHAT β€” 11:07 AM CT today
"Do you have a construction date ?"
Why it matters: six words, the single question that matters to a construction customer, and five and a half hours of silence. Someone with a pool build committed is trying to plan their year. Even "not yet, here's when we'll know" is an answer.

"Hi, any update on the measurements or when we are possibly looking at a closing date?"

SERVICENo reply, 1h 47mJob started and left unfinished
CHAT β€” 2:58 PM CT today
"Hello this is Jody thielemier I was wondering when they are going to be able to come finish the pool cover?"
Why it matters: the word is finish β€” a cover job was started at her property and left incomplete, and she is asking politely when someone is coming back. She is in Group 3 only because of her tone; the underlying problem is the same unfinished-cover work as Jeff White's, and if it runs into next week she will stop being polite about it.
Thielemier, Joycelyn marked done
What was checked, and what was deliberately not flagged. 100 chat alerts and 7 voicemails were reviewed; 18 people are flagged. Every voicemail was read in full, and every chat whose preview was cut off or hinted at a problem was expanded from its full message body before scoring β€” quotes above are verbatim, typos and all.

⚠ Timestamp convention β€” contradicted again, and the clock settles it. The runbook for this scan states that the digits in created_on on cockpit_chats_raw_last_30_days are already Central wall-clock and must not be shifted. They are not, and following that instruction would have put a wrong time on this page. Two independent orderings prove it. Bethany Turner's reply to John Dickerson carries the digits 18:21:29; the customer's "Liked" reaction to that exact message arrived in Outlook at 18:22:12 UTC, 43 seconds later. Read as Central, the reply would be 6:21 PM β€” after the reaction, and in the future at a scan that ran at 4:45 PM. Her reply to Tina McClinsh carries 17:39:32, and McClinsh Liked it at 19:28:15 UTC; read as Central that reply would not have been sent yet. Every reply time on this page is therefore Central = created_on digits βˆ’ 5 hours (CDT, UTCβˆ’5 today). This dashboard's own parseChatTime() already does exactly that and carries a comment saying so. The runbook sentence is the error, not the guard against it, and should be corrected. By contrast servicetitan.telecom.calls.createdon and the UTC-stamped fields on cockpit_unreturned_calls_7_day_window genuinely are UTC and genuinely do need converting β€” which is almost certainly where the confusion began.

The call-duration finding, re-confirmed today. A "Responded" verdict does not mean anyone spoke. Of today's callbacks, Jeff White's lasted 2.29 seconds and Kristy McDaniel's lasted 4.26 seconds β€” neither is a conversation, and White's card above is written on that basis. Real conversations did happen elsewhere and are credited as such: Kristen Cole spoke to Jerry Wayne Blount (1m 02s), Victor McNerney (1m 07s), Carsen Glueck (1m 57s), Chad Fryman (52s) and John Dickerson (3m 30s), and Chase Crittenden to Fryman earlier (1m 09s). The drop-off rule on the live panels above is still unsafe for phone calls and should require a minimum duration.

Two data faults to keep in mind. (1) cockpit_unreturned_calls_7_day_window.last_outbound is populated from inbound rows: Kristy McDaniel's shows a last_outbound of 20:05:04 UTC, but the call at that exact timestamp in servicetitan.telecom.calls is Inbound β€” she called in a third time and finally got 6m 33s with Bethany Turner. Every claim on this page was therefore written from the raw call table, not that field. (2) A new call/customer fault, the mirror of the Smith, Brian & Christina case: Jackie Myers' only outbound is filed correctly under her record but was dialled to (314) 707-2327 instead of her registered (314) 707-2417. The Smith pattern was a real call landing on the wrong record; this is the right record holding a call to the wrong phone. Both make ServiceTitan show a customer as contacted when they have not been.

Four structural failures showed up across several customers. (1) Pool covers are not arriving, and customers are the ones who find out. Tom Snyder had a closing booked today and never received his cover or pump plugs; Matthew Wiseman lost his Oct 9 closing the same way; the Myers household had a crew arrive without the equipment; Fred Pickard and Tina McClinsh are waiting on covers with no date; Jeff White has a hole in one that was fitted and Joycelyn Thielemier has one left unfinished; Jason Fitzgerald cannot tell whether he was billed for a cover alteration; Jeff Followell is waiting on a quote for a new one. Nine of today's eighteen flags trace back to pool covers. The closing schedule should be filtered against cover stock rather than discovered crew-by-crew on the day. (2) Ethan Lawson being out stalled three customers in one day β€” Pickard and McClinsh were both told to wait for him, and Diemert spent her morning chasing him. With Aloha closed Sat, Sun and Mon, "back Monday" means Tuesday. One named person is a single point of failure for every cover and liner question. (3) Closing customers are given no arrival window, which generated much of today's inbound traffic on its own: Wreyford, Dickerson, Blount, Banks and Fryman all rang or chatted purely to ask what time someone is coming. (4) Nobody is picking up the phone at the busy hours. Robert Edwards held 6m 40s, Jackie Myers 6m 09s and Kristy McDaniel 5m 48s before giving up and leaving voicemail. Three customers spent eighteen minutes on hold between them this afternoon and not one reached a person.

Deliberately not flagged. Routine scheduling requests (Hood, Carlisle, Mcmackins, Winkler, Fields, Wright, Nichols, Flanery, Abbott, Riley, Moreland); price and product questions (Petronio, Lamastus, Doughty, McNerney β€” who was also called back for 1m 07s, and the 19'x37' pool enquiry on (870) 283-2343); card-on-file housekeeping genuinely handled (Glueck, Fryman, Broderick, Sherwood, (731) 446-2573); arrival-time questions that were answered within minutes (Banks, Ward, Baker, Dickerson, Blount); and courtesy closers and one-word confirmations β€” "Thank you", "Ty", "Okay", "C", "Aloha", πŸ‘ and Liked reactions, which account for roughly a quarter of today's alerts. Praise deserves naming: Melba Wood wrote "They did great! 5-star!" at 12:37 PM. And one loss worth seeing rather than flagging: (618) 315-3399 (no customer name on file) told Bethany at 10:56 AM "No, we got it taken care of though by another company thanks" β€” polite, final, and gone to a competitor.
How this gets updated: This section is built by pulling recent ST CHATS and Dialpad voicemail email messages, then cross-checking each customer against live outbound-chat and call data. It can't run automatically yet β€” ask Claude to "re-run the escalation scan" and this panel gets rebuilt with current findings.
